Learn From West Elm’s Missed Opportunity

One of the most critical findings from our 100+ interviews with CX pros over the course of 2020 was the importance of selecting one emotional outcome for your experience and using it as a design target. This is because emotions are the heart of your customer experience.

But for some reason, few programs deliberately measure and manage their emotional outcomes, even though emotions strongly outweigh effectiveness and ease. (This holds true even for B2B, as Jen Zamora of Dow so eloquently demonstrated in my interview with her.)

This omission was particularly glaring for me during my recent experience with West Elm, Williams-Sonoma’s chain of high-end, artfully designed furniture stores.

Is IT the ‘It Factor’ for CCOs?

How do you operationalize “Customers are our #1 priority”?

I recently moved to a new part of town, and the local Wendy’s has “We love customers” on their placard. My dry cleaner has the same message printed on their hangers.

Who cares?

What is the purpose of such a generic statement? Do other dry cleaners have hangers that say, “We’re really indifferent about customers, but thanks for using us”? Target shows the difference between customer experience and customer service.

A recurring theme among my customer experience friends and clients is the frequent confusion between customer experience and customer service.  We explored this theme in several of my recent interviews, with two particularly good examples:

  • “Customer service is about 5-6 percent of the customer experience. The only time service really matters regarding the long-term loyalty of a customer is when it goes wrong.” Ingrid Lindberg, Chief Customer Experience Officer  at Prime Therapeutics
  • “Customer service is a person-to-person interaction. Customer experience extends to every interaction with your brand,” Mara Bain, Chief Experience Officer, Western National Insurance.
